COMPLAINTS PROCEDURE

VESS aims to provide a high standard of service throughout the customer journey, from initial enquiry and system design through to installation, commissioning and aftercare. We recognise that, on occasion, a customer may be dissatisfied with an aspect of our service. We take all complaints seriously and use customer feedback to help us improve our processes and standards.

Complaints may also be submitted using the relevant complaints form provided by VESS or included within the customer’s handover documentation.

When submitting a complaint, customers should provide as much information as reasonably possible, including their name and contact details, the property or installation address, details of the issue, relevant dates and any supporting information. Customers should also indicate the outcome they would like us to consider and their preferred method of communication.

All complaints received by VESS will be acknowledged within 5 working days. The complaint will then be reviewed and allocated to an appropriate member of the VESS team for investigation.

We will seek to establish the circumstances surrounding the complaint by reviewing any relevant information, which may include customer records, installation documentation, photographs, correspondence, site reports, commissioning records and information provided by employees or contractors involved in the work.

Where an issue can be resolved quickly, VESS will aim to address it without unnecessary delay. Our target is to resolve complaints within 30 working days wherever reasonably practicable.

If additional time is required due to the nature or complexity of the complaint, the customer will be informed of the reason for the delay and provided with an updated timescale. Further updates will be provided where appropriate until the matter has been concluded.

Following the investigation, VESS will communicate the outcome to the customer using their preferred method of contact. Where appropriate, we will explain the findings, any action taken and any further steps proposed to resolve the matter.

If a customer remains dissatisfied with the outcome, they may request that the complaint is escalated to VESS senior management for further consideration.

VESS will approach complaints objectively and fairly and will make reasonable efforts to reach an appropriate resolution. Where appropriate, alternative methods of resolving a dispute may also be considered.

VESS maintains a Complaints Register to ensure that complaints are properly recorded, monitored and reviewed. Each complaint will be given a reference number and, where applicable, the register will record:

  • The nature of the complaint
  • Date received
  • Investigation carried out
  • Findings
  • Actions taken
  • Final outcome
  • Corrective actions
  • Preventive actions and lessons learned

Complaints will be reviewed periodically as part of VESS’s management review and continual improvement processes. Where recurring issues or weaknesses in our procedures are identified, appropriate corrective action will be considered to prevent the issue from happening again.

All complaint records and supporting documentation will be retained for a minimum of five years, in line with VESS’s document and record control requirements.
